Leading the field research and service blueprinting behind a coherent way to pay for transit across Ontario — card, tap, mobile, and paper — now used by 50M+ riders a month.

PRESTO is the fare-payment system for public transit across Ontario — the way riders pay on the TTC, GO Transit, UP Express, and the municipal systems in between. By 2019, how people actually paid had fragmented: a PRESTO card on one system, tap-to-pay on another, paper tickets, monthly passes, mobile — each its own experience, none designed as a whole. Metrolinx brought in Fjord (part of Accenture) to fix that holistically and design the future of how Ontario pays to ride.
I co-led the engagement and was the lead for its foundation: the ethnographic field research and the ticketing service design and blueprinting. The mandate was system-thinking, not screen-polishing — give the entire rider journey, across every payment form and every operator, first-class design attention. The work the team delivered was implemented by Metrolinx and now shapes how 50M+ riders pay every month.
One network, a dozen ways to pay — and no single experience
Paying to ride across Ontario meant navigating a patchwork. A PRESTO card on one system, tap-to-pay on another, paper tickets, monthly passes, mobile — fare media that had each accreted on its own, across a network of provincial and municipal operators that riders nonetheless experience as a single trip. Metrolinx knew the payment experience had fallen behind the system's ambition.
Their ask was deliberately holistic: don't optimize a single channel — design the whole journey. Make paying to ride coherent no matter how a person chooses to do it, or which operators a trip crosses. That's a service-design problem before it's a UI one — which is why Metrolinx brought in Fjord to do the field research and systems thinking the brief demanded.

Research earned in the field, not the boardroom
As the research lead, I put the team where the answers were: on the actual network. We rode lines, intercepted riders at fare machines across operators — Brampton, the TTC, Durham, York, GO — and ran qualitative and quantitative discovery to understand how people really pay, where they hesitate, and what they've quietly normalized. Field ethnography costs more than a survey; it's what surfaced the fragmentation riders had stopped noticing.
That ground truth became the foundation everything else stood on. We synthesized hundreds of observations into the themes and opportunity areas that would steer the design — not a list of channel fixes, but a read on the whole rider relationship with paying to ride.

Blueprint the whole service, not just the screens
The design had to hold across every way to pay and every operator a trip touches — so the core deliverable was a service blueprint, not a set of mockups. I led the ticketing service design: mapping the future-state rider journey end to end, the supporting service moments behind it, and the workflows that make it real, so a coherent experience held together whether someone tapped a card, used their phone, or bought a paper ticket.
Because this was an agency deliverable a government client would implement, the work had to survive handoff. The blueprints and workflow maps encoded intent unambiguously — a future-state vision robust enough to build a province-wide, 50M-rider experience from, long after the engagement ended.




The decisions that mattered
Three calls defined the work — each a service-design choice over an easier, narrower one.

Design the whole journey, not a single fare channel
The easy brief would have been a polished PRESTO-card flow. The right one was holistic: a coherent experience across card, tap-to-pay, mobile, and paper, across every operator a rider crosses. System-thinking over screen-thinking is harder and slower — but it's the only way the result holds together across a fragmented network, and it's exactly what Metrolinx hired Fjord to do.

Earn the insight in the field, not from a survey
As research lead, I committed the team to real ethnographic fieldwork — riding the network, intercepting riders at machines across operators, collecting actual fare media — rather than desk research or a quick poll. It costs more time and effort up front; the payoff was ground truth about the fragmentation riders had normalized, which gave every downstream design decision something solid to stand on.

Blueprint for a system someone else will build
This was an agency deliverable for a government client who would implement it at provincial scale. So the output couldn't just be beautiful concepts — it had to be service blueprints and workflow maps that encoded intent clearly enough to survive handoff and build from. Designing for implementation by others, not just for the pitch, is why the work is still in riders' hands today.

The service blueprints and concepts the team delivered were implemented by PRESTO and Metrolinx, and now shape how more than 50 million riders pay every month.
